How to reply to a negative Google review

A useful reply tells the reviewer what you can do next. Check the facts first, keep private details out of the response and give them a contact route they can use.

A critical review can make an immediate response feel urgent. First read it carefully and identify what the person is actually asking the business to address. A delay, an unexplained charge and a disagreement about scope need different answers.

Google recommends professional, relevant replies and keeping private information out of a public response. A complex issue can move to an appropriate private contact route. Read Google’s review-reply guidance.

Check before replying

Read the review against the booking or service record. Confirm what happened with the person who handled it. If you cannot identify the customer, avoid accusing them of inventing the experience; ask for the information needed to locate it privately.

Decide who will handle the concern before replying. Give the reviewer the actual public support email or phone number and say what information to provide. “Contact us through the usual channels” makes an unhappy customer search for the next step.

Three examples to adapt

A missed arrival window has been confirmed

We missed the arrival window we gave you. We are sorry we kept you waiting. Please email [support email] with your booking reference so we can review what happened and discuss the next step with you.

The concern needs checking

We cannot identify the booking from the details here. Please email [support email] with your booking date and reference so we can check the record. Please keep those details out of the public review.

The work was satisfactory but communication was not

Thank you for explaining that the work met your expectations but the updates did not. Please email [support email] with your booking reference so we can check which updates you received and where we left you without an answer.

These are fictional examples. Replace [support email], check every factual statement and adapt the reply to the actual issue. Do not say you have investigated, contacted someone or corrected a fault unless that has happened.

Avoid turning resolution into a bargain

Do not offer money, discounts or another benefit in exchange for a review being removed or changed. Do not ask only satisfied customers to review. Google’s policies prohibit incentivised reviews and selective solicitation of positive reviews. See the policy.

If a review appears to breach the platform’s rules, use the reporting route and keep the service issue separate. Disagreement alone does not establish a policy breach.

Make the feedback useful

After replying, keep the concern with one named person until it has been dealt with. If repeated reviews mention the same problem, such as missed updates, change that part of the service and check whether the problem continues.
